AI helpdesk is a customer support setup in which an AI agent resolves incoming requests across channels, answering questions and completing actions, while human agents handle the cases the AI escalates.

How it differs from a traditional helpdesk

A traditional helpdesk organises work as tickets that human agents pick up and resolve one by one. Its throughput scales with the number of agents. An AI helpdesk puts an AI agent in the first line: it resolves the repetitive, well-documented requests end-to-end and only creates work for humans on the cases that genuinely need judgement.

The two are not mutually exclusive. Many teams keep a ticket system for tracking and let an AI agent handle the front line, so people focus on the harder cases.

What the AI resolves versus escalates

  • Resolves: questions answerable from the knowledge base, status lookups, and actions the agent is allowed to take.
  • Escalates: ambiguous, sensitive or high-risk requests, and anything the knowledge base does not cover.

A well-run AI helpdesk treats every escalation as feedback: a recurring escalation points to a gap in the knowledge base to fill.

How it is measured

  • Deflection or self-resolve rate: the share of requests the AI closes without a human.
  • Cost per resolution: usually lower than a human-only helpdesk at any non-trivial volume.
  • Handoff rate over time: a falling rate signals the knowledge base is maturing.
