Ticket deflection is the share of customer questions resolved without creating a ticket for a human agent, because a self-service answer or an AI agent handled them first.

How it is measured

Deflection rate is the portion of incoming questions resolved before they reach a human. A higher rate means fewer tickets in the queue for the same volume, which lowers cost per resolution and shortens wait times for the questions that do need a person.

How AI changed it

Older deflection relied on search boxes and help articles that customers had to read themselves, so it only worked when someone found the right page. An AI agent deflects by actually resolving the question in the conversation, including requests that need a lookup or an action, and escalates only what genuinely needs a human.

A caution

Deflection is only good when the question is truly resolved. Blocking or frustrating a customer into giving up is not deflection; a healthy setup measures resolution, not just tickets avoided, and always offers a clear path to a human.
